Complaints
The FCA specifically asks firms how complaints will be monitored.
For a start-up brokerage, this does not need to be complex, but there should be a clear process for recording complaints, tracking progress and identifying recurring themes.
Consider explaining:
The FCA will want to understand what happens when a customer is unhappy with your firm’s response.
Where a complaint cannot be resolved to the customer’s satisfaction, customers may have the right to refer the matter to the Financial Ombudsman Service, an independent body that resolves disputes between consumers and regulated firms.
Your application should demonstrate that customers will be informed of their rights and provided with details of how they can escalate their complaint where appropriate.
Complaints provide an important indicator of customer outcomes and should be considered alongside your wider Consumer Duty framework.
The FCA expects firms to use complaint information to help identify actual or potential harm, assess customer outcomes and make improvements where required.
When describing your approach, consider explaining how complaint trends will be reviewed as part of management oversight and compliance monitoring.
